Job Overview

The Sr. Associate role involves monitoring queues in real-time to identify potential risks to meeting contractual Key Performance Indicators (KPIs) such as Service Level, Abandonment %, Line Adherence, Handling Capacity, and Service Interval Ratio (SIR).

  1. Risk Identification: Monitor service level performance at interval level against planned Average Handle Time (AHT), Auxiliary time, and Shrinkage, and correlate with non-adherence at Consultant level.
  2. Support Extension: Make real-time call-outs on performance and staffing levels to floor supervisors for appropriate action on non-adhering consultants, coordinate offline activities, and prepare End-of-Day (EOD) performance analysis reports.
  3. Relationship Strengthening: Follow up and ensure call-outs on non-adherence are corrected to improve productivity performance, drive optimized service level, and utilization delivery. Partner with Operations Management Director (Ops MOD) and keep them informed through call-outs on consultant-level deviations and KPIs.
Qualifications
  • At least one year of work experience in a Call Center environment.
  • Basic knowledge of Microsoft Excel.
  • Understanding of call center KPIs: AHT, Service Level.
  • Good verbal and written communication skills.
  • Familiarity with Call Center applications such as CMS Avaya Supervisor, eWFM, or IEX is beneficial but not required.
  • High School Diploma or equivalent.
  • Flexibility to work in a 24/7 environment, including graveyard shifts, weekends, holidays, and overtime as necessary.
